Did you try to phone them?
They don't do phone support as far as I know
Have been very happy with them for a long time, but last 3 issues they never responded to my ticket. But did solve the issue.

Their ticket is slow to reply
Don't think they are one-man support, I had a service with them last year and ticket stuff have been always been fairly quick (~1-2 hours response avg)
